1. People move in stories, not steps

Most businesses map out a customer journey as a series of steps. Jason says that is the wrong frame. People do not follow steps — they follow stories. The itty bitty committee in their head stops them between step one and step two every time. When you design the story that carries them through the steps, everything changes. The Kinetic Customer Formula — attitudes plus behaviours, multiplied by momentum, minus friction — is how you build that story deliberately.

2. Time to first value is your most important metric

The faster a new client gets a genuine win after saying yes, the longer they stay. Jason calls this time to first value. It does not have to be dramatic. It just has to be real. A small early win tells the client they made the right decision. Without it, doubt creeps in and retention starts slipping before you even notice.

3. The R4 Ideal tells you when retention is actually working

When your customer experience is doing its job, clients do four things: they rave about it, they return to buy more, they renew and stay engaged, and they recruit — not just refer. Recruiting is the signal. A client who recruits is not forwarding a link. They are personally bringing someone in because they believe in what you do. That is what a well-designed experience produces.


Practical Steps

1. Map your post-sale story
Write out what happens in the first 48 hours after a client says yes. Is there a moment of genuine value in there? If not, build one. That is your time to first value — and it is the single highest-leverage thing you can add to your client experience this week.

2. Find your key moments
Not every moment in a client journey needs to be perfect. Jason says first moments, final moments, and tent-pole moments in between carry the most weight. Identify three moments in your current client journey that matter most and ask honestly — are they designed or are they just happening?

3. Talk to one client this week
Pick a client who went quiet. Buy them a coffee — virtual or real. Ask what happened. Ask where the experience lost them. The answers will be more useful than any focus group. — Descript is the tool I use to record and transcribe those conversations fast.
